ServiceNow Plugs Its Industry Workflows Into Gemini Enterprise

ServiceNow and Google Cloud have widened their partnership so that Gemini Enterprise, Google’s AI assistant for businesses, can act directly on ServiceNow’s industry workflows. The companies announced on 27 October that retail, sales and IT integrations are generally available to shared customers now, with a telecoms integration expected in early 2027.

The joint release, published on ServiceNow’s newsroom and Google Cloud’s Press Corner, says the deal connects the “industry-specific operational context” of ServiceNow’s Action Fabric to Gemini Enterprise “for the first time”. The idea is that an employee asks Gemini for something, and Gemini reasons over the request and then carries out multi-step work inside ServiceNow, without the person switching systems. No financial terms, pricing or customer names were disclosed.

In brief

  • Retail store operations, CRM and IT service integrations between ServiceNow and Gemini Enterprise are generally available now, the companies say.
  • A telecoms integration for customer service teams is expected in early 2027.
  • The link runs over MCP servers and Agent2Agent (A2A) connections, and ServiceNow will publish the connectors in Google Cloud Marketplace.

What the integrations do

The release lists four areas. In retail, ServiceNow Retail Operations lets shop staff report and diagnose broken equipment and system failures through Gemini Enterprise. A second link to ServiceNow Field Service Management means Gemini can alert and dispatch a technician for an on-site repair. Both are available now.

In customer relationship management, sellers can use Gemini Enterprise to manage deals, update opportunity notes and build configurations and quotes in plain language. They can ask for account context and a summary of recent deal activity, then create follow-ups in the same conversation. Product managers and admins can use it to set up offers, bundles and rules. These are also available now.

For IT, the companies are connecting ServiceNow IT Service Management, IT Operations Management and its Configuration Management Database. Helpdesk staff can triage incidents and assess the risk of a change, site reliability engineers can investigate floods of alerts and trace configuration dependencies, and employees can resolve common requests through guided self-service. The release says these are available now too.

The fourth area, telecoms, is not yet live. Combining ServiceNow Telecommunications Service Management and its Context Engine for Telecommunications with Gemini is meant to help customer service teams handle large volumes of account, technical and billing queries, with Gemini triaging cases, classifying requests, collecting missing details and routing issues. ServiceNow and Google Cloud expect it to be generally available in early 2027. More integrations are “expected to launch soon”, they say, without naming them.

How it is wired

ServiceNow says Action Fabric connects these workflows to Gemini Enterprise “headlessly”, meaning without ServiceNow’s own interface, through Model Context Protocol (MCP) servers and Agent2Agent (A2A) connections. MCP is the common way for AI models to call outside tools; A2A is a protocol for agents to talk to other agents. ServiceNow will publish the connectors as plugins in Google Cloud Marketplace, alongside joint demos and reference architectures. No date was given for that.

“Conversational AI is only as useful as the action it drives, and ServiceNow’s partnership with Google Cloud is turning that conversation into work that gets done,” said John Aisien, senior vice president of central product management at ServiceNow. Satish Thomas, a vice president at Google Cloud, said: “Our goal with Gemini Enterprise is to empower organizations to turn AI potential into tangible business value.”

The fight is over who owns the front door

The real question in this deal is which product employees type into. Google wants Gemini Enterprise to be the single place where work starts: earlier this month it put a universal Gemini agent into private preview and described it as one agent for all work. ServiceNow has been pushing its own front end, shipping Arc, its personal AI agent for the enterprise, last week.

By going “headless”, ServiceNow accepts that many users will never see its screens, and bets that the value sits in the workflows, records and approvals underneath. That is a reasonable bet, because a Gemini request to dispatch a technician is only useful if a system of record actually books the job. But it gives Google the daily relationship with the employee.

Governance is the other open point. The companies say the integrations keep the security and governance customers expect, but leave unexplained how permissions pass from Gemini to ServiceNow when an agent acts. ServiceNow’s AI Passport, a signed credential that limits what an agent may do at runtime, is meant to answer that kind of question, but it was announced for the fourth quarter and the release does not mention it. Salesforce is chasing the same control layer with spending caps and evaluations for Agent Fabric. Buyers will want to see who can stop a cross-platform agent, and where the audit trail lives.

What comes next

The next markers are the connectors appearing in Google Cloud Marketplace and the first customers naming themselves as users. The telecoms integration is due in early 2027.
